Copilot for Agents & Supervisors
Microsoft Copilot is embedded throughout the Contact Center experience. For agents, Copilot surfaces real-time response suggestions, summarises the full conversation and case history, recommends knowledge articles grounded in the organisation's knowledge base, and drafts follow-up emails — all without the agent leaving the conversation. For supervisors, Copilot provides real-time queue health dashboards, agent coaching insights, sentiment analysis across active conversations, and AI-generated conversation summaries that reduce after-call work.
Voice Channel & Intelligent IVR
The voice channel in Dynamics 365 Contact Center is built directly on Azure Communication Services, removing the dependency on third-party telephony infrastructure. Incoming calls are handled by an AI-powered Interactive Voice Response (IVR) system built with Copilot Studio, which understands natural language, handles common tier-0 requests autonomously, and transfers callers to the right queue with full context. Real-time transcription and sentiment analysis run throughout every call, giving agents and supervisors live visibility into the conversation.
Copilot Studio & Self-Service Automation
Copilot Studio is the low-code platform used to build the AI bots and virtual agents that power self-service in Dynamics 365 Contact Center. Bots handle authentication, account lookups, order status, appointment scheduling, and FAQ resolution before escalating to a human agent when needed. Escalations preserve the full bot conversation transcript and customer context, so agents never ask customers to repeat themselves. Generative AI capabilities allow bots to answer questions from SharePoint knowledge bases and uploaded documents without topic-by-topic authoring.
Workforce Management & Analytics
Dynamics 365 Contact Center includes integrated workforce management capabilities for forecasting contact volume, scheduling agents across channels, managing adherence in real time, and producing performance reports. Contact Center analytics provide supervisors with historical and real-time dashboards covering queue wait times, abandonment rates, CSAT scores, agent utilisation, and topic clustering — identifying the most common reasons customers contact the centre so that self-service and knowledge investments can be prioritised effectively.
Integration with Dynamics 365 Customer Service
Dynamics 365 Contact Center is designed to work as a standalone CCaaS (Contact Centre as a Service) solution or as a deeply integrated companion to Dynamics 365 Customer Service. When used together, agents work from the Customer Service workspace — a multi-session, multi-tab interface — with Dynamics 365 case management, knowledge management, SLA tracking, and entitlements all surfaced alongside the live conversation. Case creation, escalation routing, and post-interaction follow-up flows are automated through Power Automate.
Microsoft Teams Integration
Dynamics 365 Contact Center integrates with Microsoft Teams to enable expert consultation and warm transfer scenarios. Agents can search for subject matter experts across the organisation using the Teams presence panel, initiate a consultation call, and perform a warm transfer — all without leaving the Contact Center workspace. Teams is also used for internal supervisor-to-agent coaching, silent monitoring, and barge-in capabilities.
